AI customer support software, explained

An AI assistant that answers customers from your own knowledge, uses your systems to look things up, and hands over to a person when it should. Here is how it works, what it is good at, and what to check before you pick one.

What AI customer support software is

AI customer support software answers customer questions on its own, across the channels your customers already use, and brings in your team when a question needs a person. It reads your help articles, policies and documents, finds the passages that match a question, and writes a reply from them.

That is different from the chatbots most people remember, which followed a fixed script of buttons and keywords. A script can only handle the paths someone drew in advance. An assistant built on your knowledge can answer questions in the customer's own words, including ones nobody planned for, and say clearly when it does not know.

The good versions also do more than talk. They can look up an order, check an account, or open a case in your own systems, so the customer gets a real answer and not a link to a help page.

What it handles well, and what should stay with people

AI is strongest on questions that repeat and have a clear answer. Where is my order, what is your return policy, how do I reset something, what are your hours, how much does this cost. These are often the largest share of a support queue, and an assistant answers them at any hour without making a customer wait.

People should stay in charge of anything that needs judgement or carries risk. That usually means upset customers, refunds above a set amount, disputes, and topics such as payments, health, legal advice or account security. A good setup makes this a choice you control: you decide what the assistant may answer alone and what always goes to a person.

  • Good to automate: order and booking status, policies, opening hours, pricing questions, how-to steps, password and account help.
  • Better with a person: complaints, refunds over a threshold, anything legal or medical, and any customer who asks for a human.
  • Best as a team: the assistant drafts or answers the first reply and passes the conversation on with what it already learned.

How it works, step by step

First, you give it your knowledge: help center articles, policy documents, product guides, and pages from your site. The software breaks these into passages it can search.

When a customer writes in, the assistant searches that knowledge for the passages closest to the question. It writes a reply using only what it found, and scores how sure it is. If it is sure enough, it answers. If it is not, it says so and offers a person. It does not guess.

If the question needs live information, such as an order status, the assistant can call a system you have connected. If the customer asks for a person, the conversation goes to your team. On website chat, the agent who takes over also gets a short summary of the chat so far, so the customer does not have to repeat themselves.

What to look for when you choose

Most products demo well. The differences show up in how they behave when they are unsure, and in how much control you keep. These are the questions worth asking before you commit.

  • Does it answer only from your knowledge, and can you see what a reply was based on?
  • Can you set how sure it must be before it answers alone, and what happens below that line?
  • What does it do when it does not know? A good answer is that it says so and offers a person, not that it improvises.
  • Does a handoff carry the conversation, and ideally a summary, or does the customer start again?
  • Can it work across email, chat, WhatsApp, text and phone, or only one channel?
  • Can it use your systems safely? Look for limits on what it may look up and approval steps for anything that changes data.
  • Can you test it on real questions before customers see it?
  • Are the reports honest about what the assistant handled, and who finished the work when a person joined?
  • Is the price tied to outcomes you can predict, such as resolutions, and not to a seat count that grows with your team?

How LiyaSupport approaches it

LiyaSupport is built around a first responder that answers from your knowledge and works in the same place your team does. On email and text you set how sure it must be before it replies by itself. Below that line it does not guess: on text it says so and offers to bring in a person, and on email it saves a draft and flags the ticket for an agent, sending nothing to the customer.

A customer who asks for a person gets one, and the assistant offers a handoff rather than forcing one. When a website chat moves to a live agent, the agent gets a short summary of the chat so far, so they can pick up where the assistant left off.

The assistant can use your own systems. You connect an action, such as an order lookup, and choose who can use it. A lookup that returns a person's details runs only on a reference the customer gives, such as an order number, and a request to look someone up by name, email or phone is refused. Changes that matter, such as a cancellation, can wait for a manager's approval before they happen.

Before you turn a channel on, you can try it in a test lab, as a customer would, on chat, email and phone. One assistant profile, with your tone, your rules and your handoff wording, applies across the channels.

Rolling it out without risk

The teams that do well start small and widen as they see the results. A sensible order is below, and each step is something you can check before moving on.

  • Write down answers to your 20 most common questions and your key policies. This is the biggest factor in how much the assistant can resolve.
  • Start on one channel, usually the busiest, with a person reviewing the assistant's answers each week.
  • Decide what always goes to a person, and who picks those conversations up.
  • Connect one lookup, usually order or account status, once the basics are working.
  • Add the other channels, and let the assistant answer alone where its answers have held up.

Measuring whether it is working

Pick a few numbers and write down today's values first. First response time, the share of conversations the assistant handled without a person, and customer satisfaction are enough to start.

Be careful with the middle one, because products count it differently. In LiyaSupport, a conversation counts as handled by the assistant when it answered on its own with enough confidence and no person had to step in. If a person replies or takes the conversation over, the person gets the count, even if the assistant answered first. That keeps the number honest, and it means a rising figure reflects work the assistant really finished.

Common questions

Will AI customer support replace my support team?

It changes the work more than it removes it. The assistant takes the repeat questions, and your team spends its time on the conversations that need judgement, empathy or a decision. Most teams find the questions that remain are harder, so the people matter more, not less.

How accurate are the answers?

They are only as good as the knowledge behind them. An assistant that answers from your own articles and policies, shows what it used, and says when it is unsure is far safer than one that improvises. In the first weeks, have a person review the answers it was least sure about, and fix the knowledge behind them.

How long does it take to set up?

If your answers are already written down, you can connect a channel, add your knowledge and test it the same day. If not, expect to spend a week or two writing down your top questions first. Our readiness checklist shows what to sort out before you start.

What happens when the assistant does not know the answer?

It says so instead of guessing, and offers to bring in a person. On email it saves a draft for your team and flags the ticket, and sends nothing to the customer.

What does it cost?

LiyaSupport is priced by the number of conversations the assistant resolves, with plans from Starter and Growth to Enterprise, and pay as you go for low or seasonal volume. See the pricing page, or use the ROI calculator to estimate a month from your own numbers.

Is customer data safe?

You decide what the assistant may look up and what always needs a person or an approval. Access is role based and actions are logged. Read the security page for the details, and ask us about anything specific to your industry.
